A first name in a subject line used to signal effort. Now it barely registers. People no longer want effort. They want to be remembered, feel known, and be valued.\u00a0<\/p>\n<p class=\"wp-block-paragraph\">Want to lose a customer? Ask them to re-explain something they\u2019ve already told you, or offer a solution to a problem they solved months ago. \u201cShow me you know me\u201d is no longer a surprise-and-delight moment. It\u2019s the expectation.<\/p>\n<p class=\"wp-block-paragraph\">The problem isn\u2019t that brands aren\u2019t personalizing. It\u2019s that much of today\u2019s personalization still operates at the surface. A greeting using your preferred name. A \u201cyou might also like\u201d block based on your last purchase. Those tactics still have value, but they don\u2019t meet rising customer expectations.<\/p>\n<p class=\"wp-block-paragraph\"><a href=\"https:\/\/business.adobe.com\/content\/dam\/dx\/us\/en\/resources\/reports\/personalization-at-scale-report\/personalization-at-scale-report.pdf\" target=\"_blank\" rel=\"noopener\">Nearly three-quarters<\/a> of consumers and B2B buyers now expect the companies they do business with to understand when, where, and how they want to receive personalized interactions, according to a Q1 2025 survey commissioned by Adobe and conducted by Forrester Consulting. Knowing what they\u2019ve done is one part of personalization. Knowing what they want and when personalization is welcome is another.<\/p>\n<p class=\"wp-block-paragraph\">Most organizations haven\u2019t caught up. In the same study, just half of personalization decision-makers said fully understanding customer context was a priority for their teams. Consumers expect one thing. Many of the people building personalization programs are still optimizing for something else.<\/p>\n<p class=\"wp-block-paragraph\">Teams are personalizing more than ever. Volume isn\u2019t the problem. Relevance is.<\/p>\n<h2 class=\"wp-block-heading\">Recognition versus understanding<\/h2>\n<p class=\"wp-block-paragraph\">Recognition and understanding often get conflated. Recognition is knowing who someone is: their name, order history, and loyalty tier. Understanding is anticipating what they need in a specific moment \u2014 something you can\u2019t just store as a field in your CDP.<\/p>\n<p class=\"wp-block-paragraph\">The frequent traveler example <a href=\"https:\/\/martech.org\/why-context-matters-more-than-data-in-personalization\/\">from earlier in this series<\/a> is a useful anchor. Someone searching a hotel\u2019s site for a same-day business trip one week might book a family vacation the next. Recognition tells the hotel who\u2019s logged in. It doesn\u2019t tell them why.\u00a0<\/p>\n<p class=\"wp-block-paragraph\">A system that only recognizes offers for last-minute, single-occupancy deals near the airport, rather than anticipating the need for adjoining rooms, a rollaway bed, or a kid-friendly room service menu. Recommendations or default selections don\u2019t match the preferences you entered or the behavior you\u2019ve displayed over months or years.\u00a0<\/p>\n<p class=\"wp-block-paragraph\">A promotional email arrives the day after a purchase, pitching the exact item you just bought, which had sat in your cart for a month. You booked through the app, but have to sign in on the website to get free member Wi-Fi. You filled out the same intake form at your doctor\u2019s office that you completed online three days earlier. I could keep going.<\/p>\n<p class=\"wp-block-paragraph\">The same Adobe and Forrester research backs this up from the buyer\u2019s perspective. More than half of consumers and B2B buyers say the companies they interact with don\u2019t understand their interaction preferences or prioritize the moments where personalization would add value. Some describe the personalization they receive as invasive or out of touch.<\/p>\n<h2 class=\"wp-block-heading\">What knowing a customer actually requires<\/h2>\n<p class=\"wp-block-paragraph\">Put <a href=\"https:\/\/martech.org\/author\/katie-templin\/\" target=\"_blank\" rel=\"noopener\">my last three articles<\/a> together, and a formula emerges. Behavioral segments tell you how someone thinks, predicting how they\u2019ll make decisions and prioritize across situations, not just the one you arbitrarily assign them in a persona.\u00a0<\/p>\n<p class=\"wp-block-paragraph\">Scenarios connect those segments to changing contexts so you can respond in the most resonant way to what\u2019s happening in their lives that day. Aligning both to what must happen across the service, data, and technical layers creates a program grounded in reality rather than blue-sky thinking.<\/p>\n<p class=\"wp-block-paragraph\">What we haven\u2019t talked about much in previous posts is how all the other data you collect about your customers contributes to personalization.\u00a0<\/p>\n<p class=\"wp-block-paragraph\">No, purchase history, content consumed, or preference designations alone won\u2019t get you where you need to be. Those facets are incredibly important, though. They turn a cohort-based personalization strategy into a scalable one-to-one personalization program. Taken together, these four elements create personalization that feels genuinely individual:<\/p>\n<ul class=\"wp-block-list\">\n<li><strong>Behavioral segment:<\/strong> You know how and where to speak to me.<\/li>\n<li><strong>Context:<\/strong> You can anticipate what I need in this moment.<\/li>\n<li><strong>History:<\/strong> You know what I\u2019ve tried before and whether it worked.<\/li>\n<li><strong>Preferences:<\/strong> You\u2019re listening and remembering what I\u2019ve explicitly told you I want.<\/li>\n<\/ul>\n<p class=\"wp-block-paragraph\">Approaching personalization from each of these four angles helps you create an experience that feels individual, delivers value, and remains cost-effective and operationally feasible. The reality is that personalization reaches a point of diminishing returns for both consumers and businesses. <\/p>\n<p class=\"wp-block-paragraph\">Creating a bespoke experience for every user who walks through your digital front door is technically and economically untenable. It also doesn\u2019t deliver much, if any, additional value. Personalization strategy must be a multidisciplinary, cross-functional exercise. The experience is inextricably tied to the business.<\/p>\n<p class=\"wp-block-paragraph\">The layered operational work \u2014 the process, the data architecture, and the governance \u2014 is what makes it repeatable, profitable, and scalable as the customer relationship extends and evolves. None of those layers has value in isolation. The choreography is where the magic lives.<\/p>\n<p class=\"wp-block-paragraph\">Not sure where to start? I\u2019d recommend two areas: conduct Voice of Customer (VoC) research to understand your customers, pain points, and opportunities, and <a href=\"https:\/\/martech.org\/the-missing-layer-behind-customer-data-roi\/\" target=\"_blank\" rel=\"noopener\">evaluate your data layer<\/a> to assess your organization\u2019s readiness for true personalization.<\/p>\n<p class=\"wp-block-paragraph\">Every industry benefits from getting personalization right. Healthcare shows what happens when you don\u2019t.<\/p>\n<h2 class=\"wp-block-heading\">The trust stakes are highest in healthcare<\/h2>\n<p class=\"wp-block-paragraph\">I\u2019ve spent most of my career in healthcare, and it\u2019s where I\u2019ve seen personalization tested the hardest. Patients already arrive with less trust than consumers in most industries.\u00a0<\/p>\n<p class=\"wp-block-paragraph\"><a href=\"https:\/\/www.searchstax.com\/white-papers\/win-or-lose-patients-at-the-digital-front-door\/\" target=\"_blank\" rel=\"noopener\">Only about a quarter of Americans<\/a> believe healthcare providers prioritize patient care over profit, according to a 2026 study from MDRG. Digital experience is where much of that trust is won back or lost for good before a patient ever sits down with a clinician.<\/p>\n<p class=\"wp-block-paragraph\">The same study found that <a href=\"https:\/\/www.searchstax.com\/white-papers\/win-or-lose-patients-at-the-digital-front-door\/\" target=\"_blank\" rel=\"noopener\">eight in 10 patients<\/a> say a better digital experience would make them more confident in their provider, and seven in 10 say they\u2019ll abandon a healthcare website entirely, often heading to a search engine or competitor after a frustrating experience. That patience wears out in a single visit, not after months of accumulated frustration.<\/p>\n<p class=\"wp-block-paragraph\">A patient who has to repeat their history to three different departments, or whose portal doesn\u2019t reflect what their care team already knows, isn\u2019t just annoyed. They\u2019re recalibrating how much they trust the system to take care of them at all. <\/p>\n<p class=\"wp-block-paragraph\">Trust, or the lack of it, can mean the difference between getting life-saving care and waiting too long. In healthcare, \u201cshow me you know me\u201d isn\u2019t a CX nicety. It\u2019s a critical part of the clinical relationship.<\/p>\n<h2 class=\"wp-block-heading\">Closing the gap<\/h2>\n<p class=\"wp-block-paragraph\">Consumers have already set the bar. Clearing it depends less on any single well-written message than on whether the organization behind it \u2014 the data, the process, the people, and the governance \u2014 can hold up consistently at scale without falling apart the minute a customer\u2019s context changes.<\/p>\n<p class=\"wp-block-paragraph\">Customers don\u2019t expect brands to know everything. They expect brands to remember what matters and respond accordingly. Delivering on that expectation takes far more than personalization tactics. It requires an organization that can understand context and act on it consistently.<\/p>\n<p class=\"wp-block-paragraph\">That foundation is the whole point of <a href=\"https:\/\/martech.org\/author\/katie-templin\/\" target=\"_blank\" rel=\"noopener\">this series<\/a>.
